Your Role and Responsibilities

• Provide assistance related to IT Service Management tool to Helpdesk and other engineers.
• Monitor progress of incident ticket to achieve resolution KPI and create problem ticket for any cases that need special team to solve.
• Manage and record all IT assets, from receival until disposal by using IT Asset Management tool.
• Ensure all asset in good condition and highest performance by monitoring through IT Asset Management and keeping the OS in in-scope infrastructures, in-scope platforms up to date through Patch Management.
• Responsible for IT asset storage management.

Required Technical and Professional Expertise

• ITSM Processes: The ITSM and Tools Specialist should have a strong understanding of ITSM processes such as Incident Management, Change Management, Problem Management, and Service Request Management.
• ITSM Tools: The specialist should have expertise in ITSM tools such as ServiceNow, BMC Remedy, Jira Service Desk, Cherwell, and others. They should be able to configure, customize, and maintain these tools to support ITSM processes.
• ITIL Framework: The ITSM and Tools Specialist should have a good understanding of the ITIL (Information Technology Infrastructure Library) framework, including ITIL terminology, processes, and best practices.
• Service Catalog: The specialist should be able to create and maintain a service catalog, defining the services offered by IT and the related service level agreements (SLAs).
• Service Level Management: The specialist should have expertise in defining and managing service level agreements (SLAs), service level targets (SLTs), and operational level agreements (OLAs).
• Performance Metrics: The specialist should be able to define and track performance metrics such as Mean Time to Resolve (MTTR), Mean Time Between Failures (MTBF), and Availability.
• Reporting and Analytics: The specialist should be able to generate reports and provide insights into ITSM processes and tools, using analytics tools such as Tableau, Power BI, or other reporting tools.
• Project Management: The specialist should have project management skills, including the ability to plan, execute, and monitor ITSM projects.
• Communication Skills: The specialist should have strong communication skills to communicate ITSM processes, metrics, and reports to stakeholders.
• Continuous Improvement: The specialist should have expertise in continuous improvement methodologies such as Agile, to improve ITSM processes and tools over time.

Preferred Technical and Professional Experience

• Leadership skills: The ITSM and Tools Specialist should have strong leadership skills to lead ITSM projects, collaborate with cross-functional teams, and mentor junior staff.
• Customer Service: The specialist should have excellent customer service skills to handle customer complaints, provide technical support, and ensure customer satisfaction.
• Business Acumen: The specialist should have a good understanding of the business goals, objectives, and processes of the organization to align ITSM processes and tools with business requirements.
• IT Security: The specialist should have knowledge of IT security best practices and be able to ensure that ITSM processes and tools are secure.
• Automation: The specialist should have expertise in automation technologies such as RPA (Robotic Process Automation) and scripting languages to automate ITSM processes and tasks.
• Data Analysis: The specialist should have data analysis skills to analyse ITSM metrics and identify opportunities for improvement.
• Soft Skills: The specialist should have strong soft skills, including effective communication, collaboration, problem-solving, and decision-making skills.
• Certifications: Professional certifications such as ITIL Foundation, ITIL Practitioner.
• Knowledge of emerging technologies: The ITSM and Tools Specialist should stay up to date with emerging technologies, such as AI and machine learning, to suggest innovative solutions to business problems.
